The short version

Support teams are organised in levels so that simple problems are solved quickly and complex ones reach the right expert. Knowing the levels helps you choose a first role and plan your growth.

What each level does

  • L1 (first line): logs tickets, answers common questions, resets passwords, follows scripts and basic troubleshooting
  • L2 (second line): handles issues L1 cannot fix, such as software faults, account problems, network or server issues
  • L3 (third line): deep technical experts who fix root causes, work with developers and manage complex incidents
  • L4 or vendor support: the product vendor's engineers for bugs and design problems

How a ticket moves

  1. The user reports an issue by call, chat, email or portal.
  2. L1 records it, sets priority and tries the standard fix.
  3. If unresolved, L1 escalates to L2 with clear notes of what was tried.
  4. L2 investigates, fixes or escalates to L3.
  5. L3 finds the root cause and fixes or hands to development.
  6. The ticket is closed after the user confirms, and a knowledge article is written.

Key concepts

  • Incident: something is broken. Service request: the user wants something new
  • Priority is based on impact and urgency
  • SLA: the time within which you must respond and resolve
  • ITIL: a common framework describing good service management

Skills by level

  • L1: communication, patience, basic Windows and Office skills, ticketing
  • L2: networking, servers, scripting basics, deeper troubleshooting
  • L3: system design knowledge, automation, logs analysis, mentoring

How to move up

  1. Write great ticket notes. Seniors notice who makes their work easier.
  2. Learn the root cause behind every fix you apply.
  3. Create or improve knowledge articles.
  4. Learn scripting to automate repetitive tasks.
  5. Study for a relevant certification and apply for L2 openings.
